Description
すなわち、ACDソフトウェアに組み込まれているのは、限定された柔軟性のないインテリジェンスである。着呼及び発呼回線(inbound and outboud calls)のルーティングは、回路の切り換えに基づいて行われる。さらに、既存のACDセンタは、音声、データ及び映像などの複数のアクセス手段を介してはアクセスできない。そこで、現存するリソースを最大化して最新技術を活用するために、ACDの製造者は、近年導入されたコンピュータテレフォニインテグレーション(CTI:Computer Telephony Integration)の規格を介して、テレフォニアプリケーションプログラミングインターフェース(TAPI)、テレフォニサービスアプリケーションプログラミングインタフェース(TSAPI)、及び他の専用プロトコルを統合することにより、そのシステムを第3者の着呼及び発呼管理システムに対して開放しようと試みている。これらの第3者による着呼及び発呼管理システムにおいては、コンピュータの制御及び機能が電話に適用される。すなわち、コンピュータのインテリジェンスを、インテリジェンスに欠ける電話装置に加えることにより、着呼に関してより多くの情報をユーザに提供するとともに、着信及び発信に対応する顧客の記録だけでなく、発呼者のニーズに合致するスキルベースのコールルーティング及び仮想的又は地理的に分散されたコールセンタをも提供することによって、ユーザにより効果的に電話を用いて情報を拡散させることができる。
発呼者100及び105は、コンピュータ101、統合型の電話102、及びビデオカメラ103を備え、モデム及びPSTN111を介して又はデータネットワーク112を介してMMACD110にアクセスする。MMACD110が呼に応答した時、グラフィカルアクセススクリーンが発呼者のコンピュータに表示される。可能であれば、データプロトコルから又はパケットを発行したアドレスから、又は入手可能であれば、プロトコルで伝送される認証情報から、発呼者の識別を行う。更に発呼者が、自らの名前及びパスワードを入力するように指示される場合もある。発呼者は次に、サービス及び/又は興味の対象範囲を選択するように要求される。発呼者の識別及びサービス及び/又は興味対象範囲に基づき、エージェント及び/又は複数のエージェント又はエージェントのグループが選ばれる。エージェントが呼に応えることができるのであれば、発呼者のデータが、LAN113又はデータネットワーク112を介してエージェントワークステーション120又は121に送信される。仮想データリンクが発呼者とエージェントとの間に確立される。このリンクは、音声、テキスト、画像、及びビデオ映像を含むマルチメディア情報のパケットを発呼者100又は105とエージェント120又は121との間で伝送する。発呼者及びエージェントは、相互に通話し、スクリーン及びアプリケーションを共有し、相互に、カメラ103及び126が向けられた対象を見ることができる。
コンピュータ及び統合型の電話機はあるが、カメラを備えない発呼者100及び105は、上の例の全ての機能を利用できるが、ビデオ映像及び画像情報は、見ることしかできない。
発呼者104は、PSTN111を介してコールセンタのメイン電話番号に電話をかける。この呼は、アナログ電話回線とデジタル回線のいずれでも着信することができる。MMACDサーバ110がこの呼に応答する。発呼者は、MMACDサーバ110のソフトウェアにより生成された、識別情報の入力を指示する音声メッセージを聞く。この識別情報は、保存されたテーブルに照合される。なお、発呼者は、電話のDTMFダイアルパッドを使って識別情報を入力することができる。さらに、発呼者にはメニューから興味のある対象領域の選択が求められる。発呼者の識別情報と対象領域に基づき、1エージェント又はエージェントのグループが選択される。エージェントが呼に応答できる場合には、発呼者のデータがLAN113又はデータネットワーク112を介してエージェントワークステーション120または121に送られる。ここで、PSTNの音声情報を圧縮されたネットワークパケットフォーマットに変換し、このパケットをLAN113やデータネットワーク112を介して転送することにより、音声通信路が発呼者とエージェントとの間に生成される。同様に、エージェント120又は121からの音声データパケットは、アナログ又はデジタルのパルス符号変調(PCM)電話フォーマットに変換される。一方、エージェントが応答できない場合、呼は、発呼者の優先順位、サービスの種類、対象領域、又はアクセスの優先順位に基づき、適切な待ち行列に入れられる。発呼者には、現在の平均待ち時間、前で待っている発呼者の数、及び他の関連する情報が伝えられる。発呼者には、MMACDサーバ110に記録された音声情報を参照するオプションが提示される。適当な待ち行列を扱うエージェント121が応答可能になると、発呼者はデータネットワーク112を介して、このエージェント121に転送される。エージェントを待つか、又は情報の参照を選択しない場合には、発呼者は音声メッセージを残し、応答可能なエージェントが後でこれを処理する。
Claims (1)
- マルチメディア電気通信コールの処理方法であって、
インターネットプロトコルネットワークに接続された少なくとも1つのサーバにおいて、電話のみを備える発呼者から送られた電話コールを受信するステップと、
前記インターネットプロトコルネットワークに接続された前記少なくとも1つのサーバにおいて、前記電話コールの宛先を判別するとともに、前記コールを受けるために前記宛先が利用可能になるのを待つステップと、
前記電話コールをルーティングするために、前記電話コールの発信元とサービスの種類および発呼者の興味を識別するステップと、
前記電話コールをインターネットプロトコルで利用可能なパケットデータに変換するステップと、
前記宛先が利用可能になったときに、前記パケットデータに変換された電話コールを、前記インターネットプロトコルネットワークを介して、前記宛先に送信するステップと、
を含み、
前記宛先は、前記発呼者に支援処理を提供するエージェントであってコンピュータのみを介し前記パケットデータに変換された電話コールを受信するエージェントであり、前記エージェントは、発呼者の興味の対象範囲と、前記コールのサービスの種類に基づくエージェントの発呼者による利用可能性に基づいて選択される、
ことを特徴とする方法。
