背景技术

典型的联络中心在算法上将到达联络中心的联络分配给可用于对这些联络进行处理的坐席。有时,联络中心可以让坐席可用且等待分配给入站或出站联络(例如电话呼叫、因特网聊天会话、电子邮件)。在其它时候,联络中心可以让联络等待在坐席的一个或多个队列中以变得可用于分配。

中心交换机110可以不是必需的,诸如如果在联络中心系统100中仅有一个联络中心或者如果在联络中心系统100中仅有一个PBX/ACD路由组件。如果不止一个联络中心是联络中心系统100的一部分,则每个联络中心可以包括至少一个联络中心交换机(例如联络中心交换机120A和120B)。联络中心交换机120A和120B可以与中心交换机110通信地相耦合。在实施例中,路由和网络组件的各种拓扑可以被配置为实现联络中心系统。
每个联络中心的每个联络中心交换机可以与多个坐席(或坐席“池”)通信地相耦合。每个联络中心交换机可以支持在同一时间登录的一定数量的坐席(或“席位”)。在任何给定时间,登录的坐席可能是可用的并等待与联络相连,或者登录的坐席可能由于任何一个原因(诸如与另一联络相连、执行诸如记录与呼叫有关的信息这样的某些后呼叫功能、或休息)而不可用。
在图1的示例中,中心交换机110分别通过联络中心交换机120A和联络中心交换机120B将联络路由到两个联络中心之一。联络中心交换机120A和120B的每一个被示出均具有两个坐席。坐席130A和130B可以登录到联络中心交换机120A,并且坐席130C和130D可以登录到联络中心交换机120B。

在一些实施例中,联络中心系统可以具有适当的服务水平协议(SLA),该服务水平协议在如果联络已经等待超过预定量的时间(例如30秒、1分钟、比平均等待时间长10%等)的情况下需要基于先进先出(FIFO)分配联络。在这些实施例的一些中,SLA可以放宽或延长到保持活动的持续时间。例如,SLA可能要求使用FIFO配对策略对联络进行路由,如果他们等待超过三分钟,但是如果联络选择收听持续时间为3分47秒的歌曲,则该联络的SLA可能被延长大于、等于、或小于47秒的一段时间。在一些场景中,联络可能享受整个保持活动并且仍然使用BP策略来加以分配,因为联络SLA将不被视为“吹出(blown)”或者超出。

在将联络分配给可用坐席之后,行为配对方法300可以结束。在一些实施例中,行为配对方法300的多个实例可以与行为配对方法200同时运行。
此时应该注意的是如上所述的根据本公开的联络中心系统中的行为配对可能在某种程度上涉及对输入数据的处理以及输出数据的产生。该输入数据处理和输出数据产生可以是以硬件或软件实现的。例如,可以在如上所述的用于实现与根据本公开的联络中心系统中的行为配对相关联的功能的行为配对模块或类似或相关电路中采用特定电子组件。或者,根据指令进行操作的一个或多个处理器可以实现如上所述的与根据本公开的联络中心系统中的行为配对相关联的功能。如果是这种情况,则这些指令可以存储在一个或多个非暂时性处理器可读存储介质(例如磁盘或其它存储介质)上或者通过体现在一个或多个载波中的一个或多个信号而传送到一个或多个处理器,这在本公开的范围之内。

Claims (30)
1.一种用于联络中心系统中的行为配对的方法,包括:
由与所述联络中心系统通信地耦合且被配置为在所述联络中心系统中进行操作的至少一个计算机处理器,对联络确定优选保持活动;
由所述至少一个计算机处理器,向所述联络呈现所述优选保持活动;以及
由所述至少一个计算机处理器,基于所述优选保持活动将所述联络分配给可用坐席。
2.根据权利要求1所述的方法,其中,
所述优选保持活动是播放由所述联络所优选的音乐。
3.根据权利要求1所述的方法,其中,
所述优选保持活动是递送由所述联络所优选的信息消息。
4.根据权利要求1所述的方法,其中,确定所述优选保持活动包括:
由所述至少一个计算机处理器,接收来自所述联络的与所述优选保持活动有关的输入。
5.根据权利要求1所述的方法,其中,将所述联络分配给可用坐席包括:
由所述至少一个计算机处理器,使用行为配对策略。
6.一种用于联络中心系统中的行为配对的方法,包括:
由与所述联络中心系统通信地耦合且被配置为在所述联络中心系统中进行操作的至少一个计算机处理器,对联络确定优选保持活动;
由所述至少一个计算机处理器,向所述联络呈现所述优选保持活动;
由所述至少一个计算机处理器,基于所述优选保持活动推迟分配所述联络;以及
在推迟之后,由所述至少一个计算机处理器使用行为配对策略将所述联络分配给多个可用坐席中的可用坐席。
7.根据权利要求6所述的方法,其中,
所述行为配对策略包含与所述优选保持活动有关的信息。
8.根据权利要求6所述的方法,进一步包括:
由所述至少一个计算机处理器,基于与所述优选保持活动有关的信息来延长针对所述联络的默认服务水平协议。
9.根据权利要求6所述的方法,其中,
所述优选保持活动是收听由所述联络所优选的音乐。
10.根据权利要求6所述的方法,其中,
所述推迟是基于所述优选保持活动的持续时间。
11.一种用于联络中心系统中的行为配对的系统,包括:
至少一个计算机处理器,该至少一个计算机处理器与所述联络中心系统通信地耦合且被配置为在所述联络中心系统中进行操作,其中,所述至少一个计算机处理器被进一步配置为:
对联络确定优选保持活动;
向所述联络呈现所述优选保持活动;以及
基于所述优选保持活动,将所述联络分配给可用坐席。
12.根据权利要求11所述的系统,其中,
所述优选保持活动是播放由所述联络所优选的音乐。
13.根据权利要求11所述的系统,其中,
所述优选保持活动是递送由所述联络所优选的信息消息。
14.根据权利要求11所述的系统,其中,确定所述优选保持活动包括:
接收来自所述联络的与所述优选保持活动有关的输入。
15.根据权利要求11所述的系统,其中,将所述联络分配给所述可用坐席包括:
使用行为配对策略。
16.一种用于联络中心系统中的行为配对的系统,包括:
至少一个计算机处理器,该至少一个计算机处理器与所述联络中心系统通信地耦合且被配置为在所述联络中心系统中进行操作,其中,所述至少一个计算机处理器被进一步配置为:
对联络确定优选保持活动;
向所述联络呈现所述优选保持活动;
基于所述优选保持活动,推迟分配所述联络;以及
在推迟之后,使用行为配对策略将所述联络分配给多个可用坐席中的可用坐席。
17.根据权利要求16所述的系统,其中,
所述行为配对策略包含与所述优选保持活动有关的信息。
18.根据权利要求16所述的系统,其中,所述至少一个计算机处理器被进一步配置为:

所述优选保持活动是收听由所述联络所优选的音乐。

所述推迟是基于所述优选保持活动的持续时间。
21.一种用于联络中心系统中的行为配对的制品,包括:
非暂时性处理器可读介质;以及
存储在所述介质上的指令,
其中,所述指令被配置为可由与所述联络中心系统通信地耦合且被配置为在所述联络中心系统中进行操作的至少一个计算机处理器从所述介质读取并且从而使得所述至少一个计算机处理器进行操作以便:
对联络确定优选保持活动;
向所述联络呈现所述优选保持活动;以及
基于所述优选保持活动,将所述联络分配给可用坐席。
22.根据权利要求21所述的制品,其中,
所述优选保持活动是播放由所述联络所优选的音乐。
23.根据权利要求21所述的制品,其中,
所述优选保持活动是递送由所述联络所优选的信息消息。
24.根据权利要求21所述的制品,其中,确定所述优选保持活动包括:
接收来自所述联络的与所述优选保持活动有关的输入。
25.根据权利要求21所述的制品,其中,
将所述联络分配给所述可用坐席包括使用行为配对策略。
26.一种用于联络中心系统中的行为配对的制品,包括:
非暂时性处理器可读介质;以及
存储在所述介质上的指令,
其中,所述指令被配置为可由与所述联络中心系统通信地耦合且被配置为在所述联络中心系统中进行操作的至少一个计算机处理器从所述介质读取并且从而使得所述至少一个计算机处理器进行操作以便:
对联络确定优选保持活动;
向所述联络呈现所述优选保持活动;
基于所述优选保持活动,推迟分配所述联络;以及
在推迟之后,使用行为配对策略将所述联络分配给多个可用坐席中的可用坐席。
27.根据权利要求26所述的制品,其中,
所述行为配对策略包含与所述优选保持活动有关的信息。
28.根据权利要求26所述的制品,其中,进一步使得所述至少一个计算机处理器进行操作以便:
基于与所述优选保持活动有关的信息,来延长针对所述联络的默认服务水平协议。
29.根据权利要求26所述的制品,其中,
所述优选保持活动是收听由所述联络所优选的音乐。
30.根据权利要求26所述的制品,其中,
所述推迟是基于所述优选保持活动的持续时间。
