Abstract
Description
The present invention relates to a call reception method and a call reception system in a call center that accepts a call from a caller, and in particular, when a caller re-calls to a call center, an operator who responds to the previous call responds to the call. The present invention relates to a call reception method and a call reception system.
Also, if the attendant is not ready to answer at the time of the call from the caller, the caller's telephone number is placed in a queue, and when the attendant is ready to answer, the telephone number placed in the queue is used. A caller automatic callback method for an automatic call distribution system that calls the caller has been proposed (for example, see Patent Document 2).
For example, it is assumed that a customer (caller) calls a call center and makes an inquiry regarding an operation method or repair of an information device (such as a personal computer) to an operator who responds to the call. For example, the operator disconnects the telephone after giving an instruction to the customer regarding a plurality of operations of the information device or operations requiring execution time. Here, when the customer operates the information device in accordance with the instruction received from the operator and makes a call back to the call center to notify the operator of the result of the operation, the customer It is thought that there are many hopes for the operator who received it.
However, the conventional call reception techniques described in
The present invention has been made in view of such circumstances, and an object of the present invention is that when a caller recalls a call center, an operator who has responded to the previous call responds to the recall. And providing a call reception method and a call reception system.

In the present invention, the above-described problems are solved as follows.
(1) A call center including a front reception unit that receives a call from a caller uses the following call reception method.
The front reception unit receives a call from the caller and determines whether the call is a re-call to the operator who has answered the call from the caller. If it is determined that the call is a re-call to an operator who has responded to a call from the caller, it is determined whether the operator is answering a call from another caller.
If it is determined that the operator is answering a call from another caller, it is determined whether the operator is available for the recall call. In addition, when it is determined that the operator cannot respond to the recall, the caller who wishes to recall the call wishes to receive a callback from the operator or another operator. Inquire. Then, when it is determined that the operator is available for the recall and the operator becomes available for the recall, the recall line is connected to the operator. . In addition, when the caller answers that the operator wants a callback, the operator is notified that the callback is desired and the operator becomes able to call back. And when the caller answers that he / she wishes to receive another operator, the recall line is connected to the other operator.
(2) Based on the elapsed time from when the operator started answering a call from another caller, the waiting time of the caller who made the call is calculated, and based on the waiting time, Determine if the operator is available for the recall.
(3) The calculated waiting time is notified to the caller who made the call again.
(4) Evaluate each operator based on the number of times the operator responds to a call from the caller.
(5) A call reception system in a call center including a front reception unit that receives a call from a caller is provided. The front reception unit receives a call from a caller and determines whether the call is a re-call to an operator who has responded to the call from the caller; and the reception unit determines that the call is the caller. When it is determined that the call is a re-call to the operator who has responded to the call from the other party, a response determining means for determining whether the operator is answering a call from another caller, and the operator by the response determining means. When it is determined that the caller is answering a call from another caller, a determination means for determining whether the operator is available for the recall, and the operator is available for the recall If it is determined that it is not, the caller who wishes to recall the call will wish to receive a call back from the operator or another operator. And an inquiry means for inquiring the call, and when the operator is determined to be available for the recall, and when the operator becomes available for the recall, the line for the recall is connected to the operator. And a line connection means for connection. In addition, when the reception means replies that the caller wants a callback from the operator, the reception means notifies the operator that the callback is desired, and the operator calls back the callback. When it becomes possible, instruct the line connection means to call back, and when the caller answers that the operator wishes to respond to another operator, instruct the line connection means to Connect the line to other operators.
(6) The determining means calculates the waiting time of the caller who made the call again based on the elapsed time from when the operator started answering a call from another caller, and waits for the waiting time. Based on the time, it is determined whether the operator is available for the recall.
(7) The determination means notifies the calculated waiting time to the caller who made the call again. (8) The front reception unit further includes an evaluation unit that evaluates each operator based on the number of times the operator responds to a re-call from the caller.
In the present invention, the following effects can be obtained.
(1) According to the present invention, when a call is re- ceived from a customer (caller), an operator who previously responded to the call from the customer can respond to the re-call. Therefore, according to the present invention, it is possible to meet the customer's desire to have the operator who has received the previous call respond to the current call (recall), and as a result, to improve customer satisfaction. Can be achieved. In addition, since the operator who responded to the call from the previous customer remembers the content of the previous response to some extent, it is possible to reduce the number of steps for taking over the previous response content for the operator when responding to the recall, Unexpected mistakes caused by other people's response can be prevented. As a result, it is possible to improve the efficiency of answering calls from customers.
(2) The present invention calculates the waiting time of the caller who made the above recall, and determines whether the operator can respond to the recall based on the waiting time. Therefore, according to the present invention, it is possible to automatically determine whether or not the operator can respond to the recall based on the calculated waiting time.
(3) Since the present invention notifies the customer who has made a recall of the calculated waiting time, the customer can know the waiting time until the operator is available.
(4) The present invention evaluates each operator on the basis of the number of times the operator responds to a re-call from the customer. Therefore, according to the present invention, it is possible to automatically evaluate each operator based on the number of times of response to the recall.
CTI装置3に代えてPBX(Private branch exchange)装置又はIVR(Interactive Voice Response)装置を用いるようにしてもよい。

The line connection unit receives an instruction from the reception unit, and the operator whose nomination lamp is lit makes a call back to the caller who made a call again using the nomination button described later, based on the caller telephone number.

7 and 8 are diagrams showing a call reception processing flow by the call reception system according to the first embodiment of the present invention.
First, in step S1 of FIG. 7, it is determined whether the
When the
If the operator determines in step S8 that an instruction requiring time is required, the operator instructs the caller (step S12). The
Next, the
In step S15, when the waiting
The
When the
When the
In step S29, when the

12 and 13 are diagrams showing a call reception processing flow by the call reception system according to the second embodiment of the present invention.
The processing in steps S71 to S96 in FIG. 12 is the same as the processing in steps S1 to S26 in FIG. 7, and the processing in steps S97 to S106 in FIG. 13 is the same as the processing in steps S27 to S36 in FIG. Therefore, detailed description of these processes is omitted.
In step S99 of FIG. 13, the
When the response
