【従来の技術】
今日、例えば自動車メーカ等では、商品の紹介や質問を受け付けるWebサイトを設けているのが一般的である。このようなWebサイトではユーザからのアクセスに対して、商品の紹介をWebページで行ったり、あるいは質問や要望等をメールで受け付け、ユーザに回答するといった処理を行っている。

また、従来、受信メールを、そのメールの内容に基づいて、予め設けたフォルダに振り分けるシステムがあった(例えば、特許文献1)。
また、ヘッダ情報や本文のキーワードに基づいて、複数のメールボックスに振り分けるシステムもあった(例えば、特許文献2)。

【発明が解決しようとする課題】
しかしながら、上記のような従来のメールを振り分けるシステムを、ユーザへの適切な商品情報の提供といった観点で捉えた場合、そのメールの受け付け、振り分け処理はシステムとして満足できるものではなかった。

また、従来、システムを利用し、メールをやり取りしているユーザに対して商品の情報提供を行う場合、例えば、頻度の高いユーザでもほとんどやり取りの無いユーザであっても一律の情報提供であり、それぞれのユーザに対して適切な情報提供とは言えないものであった。更に、そのユーザがWebサイトでどのようなページを重点的に見ているか、といったことに基づいて、そのユーザの指向を解析する手段がなく、このようなユーザのWebページアクセス履歴が商品の情報提供に対して有効に活用されておらず、従って、ユーザに対する適切な情報提供がなされているとは言えないものであった。

【課題を解決するための手段】
本発明は、前述したユーザへの適切な商品情報の提供を行うためのシステムとして満足できるものではなかったという課題を解決するため次の構成を採用する。

以下、本発明の実施の形態を具体例を用いて詳細に説明する。
《具体例1》
〈構成〉
図1は、本発明の情報提供支援システム100の具体例1を示す構成図である。
図示の情報提供支援システム100は、受信部1、分類部2、振り分け制御部3、受信メール格納部4、オペレータ端末5、送信部6からなり、この情報提供支援システム100とユーザ端末200とはネットワーク300を介して相互に接続されている。

受信部1は、ネットワーク300を介してユーザ端末200からの電子メールを受信する機能部である。分類部2は、受信部1で受信された電子メールの本文を解析し、対応緊急度が高い電子メール(高優先度メール)であるか、あるいは対応緊急度が低い電子メール(低優先度メール)であるかを分類する機能を有している。振り分け制御部3は、分類部2の分類結果に基づいて、受信メール格納部4における回答担当者(オペレータ)毎の待ち行列に振り分ける機能を有している。即ち、振り分け制御部3は、高優先度メールが低優先度メールよりも待ち行列の前方に配置されるよう格納する機能を有している。この待ち行列を形成する電子メールの数は、回答処理が実行される度に減少する。この減少処理は、回答処理が完了した電子メールを削除する処理、若しくは回答処理済みフラグの設定等により実行され、データベース管理の手法としては一般的である。また、振り分け制御部3は、受信メール格納部4における各担当者の回答処理状況(電子メール数)を監視し、特定の回答担当者に負荷が集中しないよう、格納処理を制御する機能を有している。

高優先度メールと低優先度メールの優先度付けは、ユーザと担当者(オペレータ)とのメール交換回数を、交換のきっかけとなったメールの内容毎に、即ち構文(意図)毎に集計することにより実行される。集計処理とは、例えば構文毎の平均交換回数を算出する処理を意味する。構文とは、例えば、疑問文、否定文、依頼文、そして提案文に分類できる。例えば、依頼文をきっかけとして始まったメール交換の平均回数が最も高かった場合、依頼文の電子メールを高優先度メールとして決定し、その他の構文の電子メールを低優先度メールとして設定する。高優先度メールを意味する構文特定データは、分類部2に参照される受信メール格納部4のテーブル上に予め設定され、分類部2は、この構文特定データに対応する構文が設定された電子メールを高優先度メールとして判定し、その他の構文が設定された電子メールを低優先度メールとして設定する。

尚、高優先度メールと低優先度メールの2つに分類する設定以外に、段階的に、例えば、疑問文、否定文、依頼文、そして提案文の4段階に優先度をつけることもできる。この場合、構文特定データとして、4つのデータが用意され、それぞれ第1〜4優先度が設定される。電子メールの待ち行列は、第1優先度メールから順次、第2優先度メール、第3優先度メール、そして第4優先度メールの順序で配置される。

尚、構文解析に関し、種々の技術が既に利用されており、例えば、文章の末尾を解析することにより、構文を特定することができる。例えば「〜は何ですか。」、「〜について分かりますか。」、「〜はできますか。」という内容の場合、疑問文として分類することができる。また、例えば「〜を紹介して下さい。」、「〜について教えて下さい。」、「〜を送って下さい。」という内容の場合、依頼文として分類することができる。

受信メール格納部4は、回答担当者毎に設けられたメールボックスであり、それぞれの担当者のメールボックスは、電子メールが回答のための待ち行列として配置されている。各メールボックスの待ち行列において、その先頭側に高優先度メールが配置され(高優先度メール群の形成)、その後尾側に低優先度メールが配置される(低優先度メール群の形成)。各メール群において、その先頭から後尾にかけての配列は、受信日時が古いものが前となるよう配置されている。

オペレータ端末5は、それぞれ回答担当者が、受信メール格納部4に格納された電子メールに対する回答処理を行うための端末であり、例えばパーソナルコンピュータで実現されている。送信部6は、オペレータ端末5で処理された回答メールを各ユーザ端末200に回答するための機能部である。また、ネットワーク7は、情報提供支援システム100内の受信部1〜送信部6を相互に接続するネットワークであり、例えばLAN(ローカル・エリア・ネットワーク)等からなるものである。

また、上記の受信部1〜振り分け制御部3および送信部6は、それぞれの機能に対応したプログラムと、各プログラムを実行するためのCPUやメモリ等のハードウェアから実現されている。また、受信メール格納部4は、ハードディスク装置といった記憶装置上に実現されている。

〈動作〉
以下、本具体例の動作を説明する。
先ず、商品の一例としてここでは自動車であるとし、情報提供支援システム100は、ユーザからの自動車に関連する質問や依頼に対して回答を行うWebサイトに設けられたシステムであるとする。

図2は、本具体例のメール振り分け処理をバッチ処理する場合の動作を示すフローチャートである。
ここで、バッチ処理とは、例えば、1日分の電子メールを一時的に保存しておき、これを一括して振り分け処理するといった処理である。

先ず、受信部1は、ユーザ端末200からの電子メールを受信する度に、その電子メールを図示省略した電子メール保存部に一時的に蓄積する(ステップS1)。このような受信処理を例えば一日分行い、予め設定した一日分の電子メール受付終了時刻が到来すると、分類・振り分け処理が起動される。この分類・振り分け処理では、分類部2は、一時保存されている各電子メールを取り出し、その電子メールが高優先度メールであるか低優先度メールであるかを分類する(ステップS2)。

また、以前に、特定の回答担当者とのメールのやり取りがあるといったことにより、電子メールの回答担当者が特定されている場合は、そのメールについては、対応する回答者を固定するため、対応する回答者に分類される。この分類方法としては、メールの本文中から担当者名を抽出するといった方法や、メールのフォームとして担当者名を指定するフィールドを予め設定しておき、このフィールドを参照することによって担当者名を抽出する方法、あるいは、担当者が回答する場合にその担当者のメールアドレスを返信先メールアドレスとしておき、各メールアドレスによって担当者を特定するといった方法を用いるものである。

次に、振り分け制御部3は、分類部2における分類結果(回答担当者、高優先度メール、低優先度メール)に基づいて、受信メール格納部4に受信メールを振り分ける(ステップS3)。即ち、受信メールが高優先度メールの場合は待ち行列の前部に、低優先度メールの場合は待ち行列の後部となるよう受信メールの配置を行う。また、高優先度メール、低優先度メールそれぞれの配置は、受信日時が古いものほど先頭側に配置されるようにする。このような振り分けを回答担当者のメールボックス毎に行う。また、例えば新規メール等により、回答担当者の指定がない場合、振り分け制御部3は受信メール格納部4の蓄積状況を参照して負荷の軽い(蓄積量が少ない)担当者に振り分け、各回答担当者の蓄積量が均等になるようにする。あるいは、各担当者毎に配分を決めておき、この配分に従って振り分けるようにしてもよい。

また、このような受信メールの振り分け処理をリアルタイム処理してもよく、次にこのようなリアルタイム処理を説明する。

尚、図中、受信側処理とは、受信部1〜振り分け制御部3の処理を示し、送信側処理とはオペレータ端末5、送信部6の処理を示している。

先ず、受信部1は、ユーザ端末200からの電子メールを受信したかを監視しており(ステップS11)、電子メールを受信した場合は、その電子メールを分類部2に渡す。分類部2では、上述したステップS2の分類処理と同様に、その電子メールが高優先度メールか低優先度メールか、また、回答担当者が特定されているかを判定し、分類を行う(ステップS12)。振り分け制御部3は、分類部2で分類された電子メールを受け取ると、上述したステップS3の振り分けを行うと共に、受信メール格納部4における各担当者の処理状況を参照し、負荷の少ない担当者のメールボックスに振り分ける(ステップS13)。

一方、各回答担当者は、それぞれのオペレータ端末5によって回答処理を行う。即ち、各回答担当者は、自身のメールボックスから待ち行列に従って電子メールを取り出し(ステップS14)、この電子メールに対する回答メールを作成する(ステップS15)。そして、作成された回答メールは、送信部6によって、該当するユーザ端末200に対して送信される(ステップS16)。

〈効果〉
以上のように、具体例1によれば、ユーザからの電子メールを高優先度メールと低優先度メールに分類し、回答のための待ち行列として高優先度メールを低優先度メールよりも前に配置するようにしたので、疑問を投げかけたユーザに対して迅速な回答を行うことができる。
また、各回答担当者に電子メールを振り分ける場合は、負荷の軽い回答担当者に重点的に振り分けるようにしたので、回答処理が特定の担当者に集中してしまうことが避けられ、その結果、効率的な回答処理を実行することができる。

尚、上記具体例1において、高優先度メールと低優先度メールの分類の他に、例えば、ユーザから、情報提供支援システム100のWebサイトにセキュリティホールがある、といった内容の電子メールを受信した場合、このような内容を示す文言等を解析することによって、非常に緊急度が高いメールであると判断し、待ち行列の最前部に配置するといった構成を追加してもよい。

《具体例2》
具体例2は、ユーザのメール送受信頻度に基づいて親密ユーザと一般ユーザに分類し、親密ユーザには親密広告メール、一般ユーザには一般広告メールを送信するようにしたものである。また、具体例2は、受信メールから広告不要を意味する文言や購入を保留する文言を抽出し、広告除外ユーザや広告保留ユーザを判定し、各ユーザに対応した処理を行うようにしたものである。

図4は、具体例2の情報提供支援システムの構成図である。
図示の情報提供支援システムは、受信部1、分類部2、振り分け制御部3、受信メール格納部4、オペレータ端末5、送信部6、ネットワーク7、ユーザ解析部8、広告メール作成部9、広告データベース(広告DB)10、ユーザデータベース(ユーザDB)11からなる。ここで、受信部1〜ネットワーク7は、図1に示した具体例1と同様であるため、対応する部分に同一符号を付してその説明を省略する。また、この情報提供支援システムとユーザ端末とはネットワークを介して電子メールの送受信可能に接続されているが、この構成は図1と同様であるため、図4での図示は省略している。

ユーザ解析部8は、受信メールの送受信頻度に基づいて、その受信メールのユーザの親密度を解析する機能部である。即ち、各ユーザのメールの送受信頻度を予め定めた閾値と比較して親密ユーザと一般ユーザに分類する機能を有している。また、ユーザ解析部8は、受信メール中に例えば「既に自動車を購入した」といった広告不要を意味する文言を抽出した場合は、そのユーザは広告不要であると判定する機能を有している。更に、ユーザ解析部8は、受信メール中に、例えば、「次回の車検時期に検討します」といった現時点では購入意思がないが、いずれは購入する可能性があるという購入保留を意味する文言を抽出した場合は、広告保留ユーザと判定し、かつ、その広告時期を決定する機能を有している。

〈動作〉
先ず、各ユーザは、本システムのWebサイトをアクセスし、メールを送信する場合は、所定のユーザ情報を入力するものとする。このユーザ情報の入力としては、例えば、アンケート形式の情報入力ページが用意され、ユーザは、このアンケートに沿って、例えば、メールアドレスと共に、年齢・性別や家族構成、興味を持っている車種、主な使用目的、現在自動車を保有している場合はその車種や年式・車検時期といった情報を入力する。

一般に、このようなアンケートに答えたユーザは自動車購入の意思があると判断することができるため、システム側では適切なタイミングでユーザ宛の広告メールを送信する。

図5は、具体例2のユーザ情報解析処理を示すフローチャートである。
ユーザ解析部8は、メール受信の都度あるいは1日分のバッチ処理によりユーザ情報解析処理を行う。この処理としては、先ず、受信メールの本文を解析し、広告不要を示す内容があるかを判定する(ステップS21)。ここで、広告不要を示す内容とは、“自動車を購入しました”“購入は止めました”“購入の予定はありません”といったユーザがその時点で自動車購入の見込みがないことを示す文言が含まれているものである。ステップS21において、広告不要文が含まれていた場合、ユーザ解析部8は対象ユーザを広告除外ユーザと判定し、この広告除外ユーザの情報をユーザ情報に対応付けてユーザデータベース11に格納する(ステップS22、ステップS25)。

また、ユーザ解析部8は、商品購入を保留するような文言が含まれているかをメール本文を解析して判定する(ステップS23)。購入保留を示す文言とは、“車検時期で検討する”“新型車が出たら検討する”といった、一時的に購入を保留するような文言である。ステップS23において、購入保留文言が含まれていた場合、ユーザ解析部8は、広告保留ユーザと判定すると共に、広告メールの送信時期としていつ頃が適当かを判定し、時期情報を付与してその広告保留ユーザの情報をユーザデータベース11に格納する(ステップS24、ステップS25)。即ち、“車検時期で検討する”といった文言が抽出された場合は、予めアンケート形式で収集した車検時期の情報に基づいて、その車検時期に合わせた期日情報を付与する。また、“新型車が出たら検討する”といった文言が抽出された場合は、「○○の新型車発売時に広告メール送信」といった内容を示す情報を付与する。

この親密・一般ユーザ解析処理は、例えば、各ユーザへの広告配信タイミングで起動される。尚、この広告配信タイミングとしては、例えば新型車の発売、ボーナス時期、決算期といった自動車販売側、ユーザ側の様々なタイミングとすることができる。

図6は、親密・一般ユーザ解析処理のフローチャートである。
先ず、ユーザ解析部8は、ユーザデータベース11より最初のユーザの送受信履歴(ユーザ情報も含む)を取り出す(ステップS31)。次に、ユーザ解析部8は、そのユーザが広告除外ユーザであるか(ステップS32)、また、広告保留ユーザであるか(ステップS33)を判定する。ステップS31において、対象ユーザが除外ユーザであった場合はそのユーザに関する解析処理を終了する。また、ステップS32において保留ユーザであった場合は、広告時期が到来しているかを判定する(ステップS34)。このステップS34において、広告時期ではなかった場合はそのユーザに関する解析処理を終了する。

対象ユーザが除外ユーザや保留ユーザではなく、また、保留ユーザで広告時期が到来していた場合、ユーザ解析部8は、そのユーザの送受信頻度が閾値を超えているかを判定する(ステップS35)。この送受信頻度の算出方法としては、通常、ユーザからの受信メール数と回答担当者からそのユーザへの送信メール数は同程度と考えられるため、該当ユーザからの受信メール数と送信メール数の合計値を送受信頻度とする。あるいは、該当ユーザへの送信メール数のみを送受信頻度としたり、受信メール数に対して送信メール数に重み付けを加えてこれらの合計値とする。また、そのユーザの過去1ヶ月当たりの送受信数を送受信頻度とするといった種々の算出方法が選択可能である。また、判定基準となる閾値についても、送受信頻度の算出方法や運用条件等によって適宜選択が可能である。
