本発明は、顧客が来店する営業店のシステム及び方法に係り、特に、金融機関(例えば。銀行、証券会社、保険会社、郵便局等)で用いられるシステム及び方法に関する。

現在金融営業店では、来店した顧客を窓口に誘導するために、受付機を設け、顧客は受付機が発行する番号札を受け取ることにより、窓口からの番号順の呼出を待つことが一般的である。そして、窓口の応対員の操作により音声呼出および番号パネルの表示により顧客を窓口に誘導している。

これに対し、効果的に受付窓口に誘導するために、顧客来店時に用件等を入力させる受付端末を導入し、この受付端末で入手した来店用件にもとづいて各窓口に顧客を誘導するシステム(特許文献1)や、受付端末でカード等個人を識別する媒体を読取り、その識別情報から顧客DBを検索することで取得できる顧客情報にもとづいて各窓口に顧客を誘導するシステムが提案されている(特許文献2等)。また、入力された来店用件および取得した顧客情報をあらかじめ窓口端末の画面に表示するシステムも提案されており、応対員が事前に情報を参照することで、セールス強化を図っている(特許文献3)。

一方、金融営業店において、窓口に用件がある顧客が来店した際に、混雑であった場合に、待ち時間に各種情報閲覧が可能な顧客操作端末が設置される銀行もあらわれてきており、顧客サービスの向上が図られてきている。

【発明が解決しようとする課題】
前記従来の技術では、受付端末で用件を受け付けた後、次に誘導すべき窓口および自動機の決定のみであり、今後さらに多様化するサービスで効果的に複数の端末に順に顧客を誘導することは難しい。

また、待ち時間に自由に利用する顧客操作端末を利用している顧客は、そこでさまざまな情報が入力、参照されるため、これらの情報が営業店でのセールスに活用できれば、顧客にとっても銀行にとっても有効である。そして、事前に入力可能な取引については、顧客操作端末を事前入力に活用できればなおいい。

一方、窓口に呼出されるまでの待ち時間での端末の利用では、呼出されるのが気になって、端末の操作に専念できないことが懸念される。

本発明の目的は、今後金融営業店において提供される多様なサービスに対して、多様な端末を提供していく上で、店舗の混雑度、来店用件、顧客情報により顧客の行動フローを管理することにより、応対員の事務の効率化および顧客サービスの向上を実現することにある。

さらに、他の目的は、顧客が自由に操作可能な端末を提供し、この端末もあわせて管理することにより、顧客の待ち時間の有効利用かつセールス支援の拡大、またさらなる応対員の事務の効率化および顧客サービスの向上を実現することにある。

【課題を解決するための手段】
本発明では、複数の端末を有する複数の営業店と、顧客情報を管理する顧客情報管理サーバを有する電算センタとを、ネットワークを介して接続する営業店管理システムにおいて、前記営業店は、前記営業店に来店した顧客に対し来店用件を受付ける受付端末と、応対員が操作する窓口端末と、前記顧客が操作する自動機と、前記受付端末、前記窓口端末、前記自動機すべてを統括管理する営業店管理サーバとを備え、前記営業店管理サーバは、前記顧客の来店用件、前記顧客情報管理サーバで管理する顧客のセグメント、前記営業店の混雑度にもとづいて、前記顧客の前記営業店内の複数端末を跨る行動フローを決定させる。また、前記受付端末に前記顧客によりカード等顧客を一意に識別できる媒体を挿入されたときに、前記媒体から読取った識別子にもとづいて前記顧客情報管理サーバから前記顧客に対応するサービス情報を取得し、前記サービス情報に対応するボタンを前記受付端末に受付メニューの一部として表示させる。

また、他の目的を達成するために、本発明では、前記営業店は、前記顧客が自由に操作できる顧客操作端末を備え、前記営業店管理サーバは、前記顧客操作端末を前記複数端末を跨る行動フローの管理対象とし、前記顧客操作端末で前記顧客により入力された情報を管理し、前記窓口端末で利用可能とする。また、前記営業店管理サーバは、前記顧客操作端末を利用している顧客を管理する手段を備え、前記窓口端末からの指示により、前記顧客を呼出すときに、前記顧客操作端末に呼出メッセージを表示させる。

【発明の実施の形態】
図1は、本発明のシステム構成を示す図である。このシステムは、ネットワーク101を介して、顧客が来店する営業店102、各種の計算を行う電算センタ103が接続されている。

営業店102は、来店した顧客が受付を行う受付端末111、ロビーにて待ち時間に顧客が自由に操作可能なロビー端末112、営業店の応対員(例えば、銀行の行員や相談員)が顧客と直接応対する窓口端末113、ATMや現金入出金機、通帳発行機等専用の機能を備えて顧客が操作する自動機115を備えており、窓口端末113には、顧客が参照および操作可能な対話型ディスプレイ114が接続されている。また、本発明において営業店102内の複数の端末(例えば、受付端末111、ロビー端末112、窓口端末113、自動機115)を跨るワークフロー管理およびデータ連携を統括管理する営業店管理サーバ116を備えている。営業店管理サーバ116は、受付管理情報121、フロー対応情報122、フロー情報123、顧客一時情報124を記憶している。なお、営業店管理サーバ116は、各銀行の設置形態により電算センタ103内に設置されていてもよい。また、ロビー端末112は、設置場所に固定されているものでもよいし、営業店から顧客へ貸し出される携帯端末(例えば、携帯電話やPDA)であってもよい。

また、電算センタ103は、顧客の口座情報や入出金、貸付や借入情報を統括的に記録し、これを管理する勘定系ホスト131と、各種の顧客情報132(氏名又は名称、口座番号、電話番号等)を管理する顧客情報管理サーバ133と、この銀行の各種の業務を統括的に管理する各種業務システム134とを備えている。さらに、他のシステムと円滑な通信や安全性を確保するためにハブサーバ135とWWWサーバ136を備えている。

次に本発明の処理の詳細を説明する。本実施形態は、顧客が営業店102に来店し、受付端末111で受付を行い、ロビー端末112、窓口端末113を順に利用する例である。

以下に、図6のフロー図をもとに図7〜図8の表示画面を参照して、受付端末111の処理手順を説明する。

まず、図6において、受付端末111は、図7(a)に示す受付画面701を表示して(ステッ601)、カードが挿入されるか、あるいは、受付画面701の「カード無」ボタン702が押下されるのを監視している(ステップ602、ステップ603)。カードが挿入されると、そのカードに格納されている顧客情報を読取り(ステップ604)、この内容から営業店管理サーバ116を介して、顧客情報管理サーバ133に顧客情報132を照会する。営業店管理サーバ116は、カードの有無により、顧客情報の有無を判定している。顧客情報管理サーバ133は、顧客の個人情報を示す個人データを顧客管理情報132から抽出し、このデータを営業店管理サーバ116に回答する。営業店管理サーバ116は、その回答を顧客一時情報124に格納するとともに、このデータから、キャンペーンの有無を抽出して受付端末111に回答する。カードは、無線であってもよい。さらに、カードの代わりに、携帯電話やPDA等の情報端末であってもよい。

受付端末111は、キャンペーンの有無を判定する(ステップ606)。キャンペーンありの場合はデータの内容を参照して、図7(b)のような個人メニュー画面711を表示する(ステップ607)。個人メニュー画面711では、営業店管理サーバ116から取得したキャンペーンの情報に対応する項目をボタン702の形で表示する。これにより、来店顧客はこのボタンを押下することで、用件を選択することができる。キャンペーンなしの場合は、個人メニュー画面711に対し、キャンペーンに対応する項目ボタンがない一般メニュー画面を表示する(ステップ608)。このキャンペーンの情報は営業店102外のATMなどを顧客が利用したときに、キャンペーン情報を示すとともに顧客を営業店102に誘導するよう促すなどのサービスを行った場合に、営業店102に来店時の受付端末111でのサービス向上につながる。受付画面701表示時にカード無ボタン702が押下されると、一般メニュー画面を表示する(ステップ608)。

受付端末111は、個人メニュー画面711または一般メニュー画面で用件が選択されると、これを受付け(ステップ609)、選択項目を営業店管理サーバ116に送信する。営業店管理サーバ116では、営業店102内の混雑度を常に管理しており、現在の状況から「混雑」または「閑散」を判定する(ステップ610)。例えば、営業店管理サーバ116は、ステータス308から、処理を完了していない顧客数又は処理数を算出し、算出された数と予め定めたしきい値(混雑度を判定するためのしきい値)とを比較し、その顧客数又は処理数がしきい値以上の場合は「混雑」と判定し、その顧客数又は処理数がしきい値未満の場合は「閑散」と判定する。尚、この混雑度の判定は、営業店管理サーバ116以外の他の装置が行い、営業店管理サーバ116が他の装置から混雑度データを取得してもよい。この混雑度401と、顧客が選択した来店用件402、顧客管理サーバ133から取得済で顧客一時情報124に格納されている顧客セグメント403より、図3で示すフロー対応情報122を参照して、対応するフロー404を決定し(ステップ611)、これを受付管理情報121に登録し、フロー管理を開始する(ステップ612)。ここで定義されている各フロー404は、フロー情報123に格納されている。そして、フロー404を参照して次に誘導すべき端末を確定し、受付番号とともに受付端末111に回答する。受付端末111では、回答された情報により、図8のような案内画面801を表示し(ステップ613)、受付番号が記された整理券とカードを排出する(ステップ614)。
