背景技术

具体实施方式
典型的配对系统通过算法将到达任务分配系统的任务分配给可用于处置那些任务的坐席。有时,任务分配系统可能处于“L1状态”并且有可用并等待分配给任务的坐席。在其他时候,任务分配系统可能处于“L2状态”并且有任务在一个或多个队列中等待坐席变得可用于分配。在又一些其他时候,任务分配系统可能处于“L3”状态并且有多个可用坐席和多个等待分配的任务。任务分配系统的示例是接收要分配给坐席的联系(例如,电话呼叫、互联网聊天会话、电子邮件等)的联系中心系统。

在任务分配系统300中,外部配对系统395可以通过接口385通信地耦合到交换机380。接口385可以将任务分配系统300与外部配对系统395隔离(例如,出于安全目的),并且控制在该两个系统之间交换的信息。接口385的示例可以是通过网络(例如,互联网或电信网络)(未示出)提供的公共或私有专有应用程序接口(API)。
相对于内部配对系统390,外部配对系统395可以访问与交换机380相关联的较少信息,例如,由交换机380选择和共享的信息的有限子集。类似地,交换机380可以访问与内部配对系统390相比更少的与外部配对系统395相关的信息。此外,相对于内部配对系统390,外部配对系统395对交换机380的操作可能具有较少的控制,且反之亦然。这样的信息和/或控制通常足以使外部配对系统395确定任务-坐席配对并将确定的任务-坐席配对传送到交换机380。外部配对系统395可以由第三方供应商提供并且可以以上述配对系统100的形式。与内部配对系统390的配对策略(或多个策略)相比时,外部配对系统395可以提供改进任务分配系统300的业绩的配对策略(例如,BP)。外部配对系统395还可以提供与内部配对系统390的配对策略相同或相似的配对策略。
在一些实施例中,外部配对系统395可以被配置为分配与一个或多个技能相关联的任务和/或坐席。技能通常对应于基于主题或处置任务中所涉及的专业领域的任务和/或坐席的分类。技能的示例包括但不限于例如西班牙语、英语、法语的语言技能、销售技能、客户保留技能、技术支持技能等。可以与任务分配系统300共享外部配对系统395被配置为处置的技能集合,例如,在策略交换期间或在共享配置文件中等等。在一些实施例中,任务分配系统300可以将与外部配对系统395的信息(例如,关于新任务和/或坐席的信息)的共享限制为与外部配对系统395被配置为处置的技能集有关的信息。其他信息(例如,与外部配对系统395未配置为处置的技能有关的信息)可以对外部配对系统395隐藏。
任务分配系统300可以在共享控制下操作,其中,交换机380可以向内部配对系统390和外部配对系统395中的一个或两个发送路由请求以确定哪个任务将被路由到哪个坐席。例如,当内部配对系统390采用外部配对系统395可能不提供的传统或专有配对策略(例如,FIFO或PBR),同时使用外部配对系统395提供更高业绩的配对策略(例如,BP)时,可能期望共享控制。
当外部配对系统395包括与内部配对系统390相同或相似的配对策略时,任务分配系统300可以在完全控制下操作,使得交换机380将所有路线请求发送到外部配对系统395。换句话说,外部配对系统395完全控制确定每个任务-坐席配对。在完全控制下,有时,外部配对系统395可以模拟/模仿内部配对系统390的配对策略(例如,FIFO或PBR),并且在其他时候,采用不同的配对策略(例如,BP),并且通过接口385将其配对推荐发送到交换机380。然后交换机380可以基于配对推荐将任务320分配给坐席330。在一些实施例中,共享控制和完全控制可以是任务分配系统300中的预先配置的设置。在其他实施例中,任务分配系统300可以在运行时间期间自动地或者通过接收来自任务分配系统管理者或操作员的输入而在共享控制和完全控制之间切换。任务分配系统300可以使用控制标志来指示历史任务是由内部配对系统390还是外部配对系统395分配的。任务分配系统300可以通过接口385与外部配对系统395共享控制标志(例如,以用于基准测试的目的)。
在共享控制或完全控制下,任务分配系统300可以使用第二标志——基准标志——来指示任务是“ON(开启)”任务还是“OFF(关闭)”任务。ON任务是被指定为由外部配对模块395使用更高业绩的配对策略(例如,BP)分配的任务。OFF任务是被指定为由内部配对模块390或外部配对模块395使用传统配对策略(例如,FIFO或PBR)分配的任务。当在共享控制中操作时,任务分配系统300(或交换机380)可以确定哪些任务320应该是ON或OFF。在完全控制下,任务分配300可以在向外部配对系统395发送路线请求之前将任务标记为ON或OFF,或向外部配对系统395发送路线请求并允许外部配对系统395来确定应将哪个任务视为ON或OFF。任务应该ON还是OFF的确定可以基于一个或多个预定方案或在任务分配系统300和外部配对系统395之间的协议。参见美国专利No.9,712,676。
在一些实施例中,基准标记也可用于指示,在外部配对系统395应已经将任务配对(即,共享控制下的ON任务,或完全控制下的ON和OFF任务)时,历史任务已由内部配对系统390配对至坐席。在这些情况下,基准标志可以被设置为第三值,例如,“默认”而不是“ON”或“OFF”)。在一些实施例中,标记为“默认”的历史任务分配可以被排除在基准测试计算之外,因为这样的分配可能是由于任务分配系统300中的无意错误或故障造成的。
为了简化,任务分配系统300被图示为具有带有单个交换机380的单个队列。任务分配系统300可以包括具有对应交换机的附加队列,在这种情况下,每个交换机可以通信地耦合到内部配对系统390和外部配对系统395,或者可以对于每个交换机存在内部配对系统和外部配对系统。在一些实施例中,一个或多个队列可以被配置为技能队列,其中每个队列与一个或多个技能相关联。任务分配系统300可以将与一个或多个技能相关联的任务和/或坐席添加到匹配技能队列。其他队列可以配置为处置任何类型的任务和/或坐席的一般队列。
在一些实施例中,任务分配系统300的一个或多个队列可以对外部配对系统395隐藏。即,与存储在隐藏的队列中的任务和/或坐席相关联的有限信息量或没有信息可以与外部配对系统395共享。例如,当技能队列的一项或多项技能与外部配对系统395被配置来处置的一项或多项技能不兼容时(例如,在相应的技能集中没有重叠),技能队列可对外部配对系统395隐藏。因为任务分配系统不与外部配对系统395共享关于技能队列的信息,所以外部配对系统395可能无法为存储在技能队列中的任务和/或坐席选择配对。
图4示出了根据本公开的实施例的用于具有外部配对系统(例如,外部配对系统395)的任务分配系统(例如,任务分配系统300)的错误处置方法400的流程图。
错误处置方法400可以开始于块410。在块410,对于外部配对系统在一个或多个等待分配的任务和一个或多个可用于分配的坐席之间选择第一配对的请求(例如,配对请求、路由请求等)可以通过API被传输到外部配对系统。在一些实施例中,根据由外部配对系统实施的第一配对策略来选择第一配对。例如,例如当任务分配系统在完全控制模式操作时,第一配对策略可以是BP策略,或者例如当任务分配系统在共享控制模式操作时,是BP策略或传统配对策略,诸如FIFO或PBR。可以将各种信息传输到外部配对系统以使外部配对系统能够选择第一配对,诸如识别一个或多个任务和一个或多个坐席的信息或控制标志等。在正常条件下,传输的请求可能被外部配对系统接收。但是,由于传输错误(例如,网络故障)或其他类型的错误,请求可能无法到达外部配对系统。
在块420,可以确定等待外部配对系统提供识别第一配对的响应的超时窗口。在一些实施例中,在块410传输请求时,可以对于对应于超时窗口的预定时间量设置定时器。通常,可以选择超时窗口的持续时间以提供足够的时间用于外部配对系统在正常条件下响应(例如,考虑常规传输延迟和延迟)而不超时。在一些实施例中,超时窗口的持续时间可以是固定的或灵活的。例如,超时窗口的持续时间可能取决于动态网络条件、外部配对系统相对于任务分配系统的位置、任务分配系统和外部配对系统之间通信的平均延迟或请求的复杂性等。
在块430,可以检测到在没有接收到来自外部配对系统的响应的情况下超时窗口的期满。例如,在块420设置的定时器可能在接收到响应之前超时。超时窗口可以在块420确定的初始持续时间之后期满,或者在响应于在初始超时窗口期间超时窗口被延长而延长的持续时间之后期满。例如,当在初始超时窗口期间从外部配对系统接收到包括延长超时窗口的指令的延长请求时,可以延长超时窗口。说明性地,当任务分配系统的当前状态(例如,任务和坐席之间的排列数量或环境(L1、L2或l3)等)将导致第一配对策略的次优业绩时,可以接收扩展请求。在这种情况下,外部配对系统可以确定推迟进行配对选择,直到任务分配系统的状态发展到优选状态(例如,通过等待更多任务和/或坐席变得可用或等待环境发展成L3环境等)。在例如美国专利No.10,257,354中详细描述了用于推迟配对选择的说明性过程,该专利通过引用并入本文。然而,可以授予的扩展请求的数量和/或扩展超时窗口的总持续时间可能是有限的。因此,尽管超时窗口的持续时间被延长,但超时窗口可能在块430期满。
当超时窗口过去而没有接收到来自外部配对系统的响应时,可以确定发生了错误或故障。例如,可以确定请求或响应在传输过程中遇到错误,外部配对系统可能正经历中断或以其他方式无法访问,请求或响应的格式可能无效或与API不兼容,或外部配对系统或任务分配系统可能配置错误等。当确定发生错误或故障时,可以采取一个或多个补救行动。补救行动的说明性示例可以包括但不限于重新发送配对请求(例如,返回到块420)、通知任务分配系统和/或外部配对系统的操作员已检测到错误或记录系统信息以帮助调试错误等。此外,为了限制或防止等待分配的任务和/或坐席的积压的形成,错误处置方法400可以进行到块440,用于使用内部配对系统为任务选择配对,从而提供故障转移机制来解决检测到的错误配置。
在块440,响应于检测到超时窗口的期满,可以选择一个或多个任务与一个或多个坐席之间的第二配对。在一些实施例中,可以根据第二配对策略来选择第二配对。例如,第二配对策略可以是FIFO和PBR之一。第二配对策略可由内部配对系统(例如,内部配对系统390)或由备用外部配对系统实施。通过使用内部配对系统执行第二配对策略,即使在与外部配对系统相关联的错误仍未解决时,也可以限制或防止等待分配的任务和/或坐席的积压的形成。这种故障转移机制可以用作唯一的补救行动,或者它也可以与其他补救行动结合使用或在其他补救措施已经被尝试但无效后使用等等。
在一些实施例中,可以标记等待分配的一个或多个任务以指示应该使用哪种配对策略来与任务配对。例如,标签可以包括基准测试标志。说明性地,ON任务(例如,对应标签为ON的任务)可以指定要根据第一配对策略配对的任务。OFF任务(例如,对应标签为OFF的任务)可以指定要根据第二配对策略配对的任务。在完全控制模式或共享控制模式下,外部配对系统可以承担将ON任务与坐席配对的责任。然而,响应于检测到超时窗口的期满,任务分配系统可以从第一模式(例如,完全控制模式或共享控制模式)转换到第二模式(例如,错误响应模式)。在错误响应模式中,与一个或多个任务相关联的标签(例如,与ON任务相关联的ON标志)可以被覆盖。以这种方式,任务分配系统的内部配对系统,而不是外部配对系统,可以承担将ON任务与坐席配对的责任。在一些实施例中,为了限制对后续基准测试计算的干扰,可以将标签更改为不同的值(例如,基准测试标志可以被设置为“默认”标志)以指示在错误恢复模式下分配的任务应该以后不在外部配对系统的基准测试计算中使用,即使它们最初被指定为ON任务。
图5示出了根据本公开的实施例的用于具有外部配对系统(例如,外部配对系统395)的任务分配系统(例如,任务分配系统300)的错误配置处置方法500的流程图。在一些实施例中,可以结合或独立于错误处置方法400来执行错误配置处置方法500。错误处置方法400提供用于检测和响应于外部配对系统未能以预期方式响应于配对请求中的错误的技术,而错误配置处置方法500提供了用于检测和响应于甚至可能不要求外部配对系统建议配对的错误的技术。后一种情况可能由于例如其中被指定为由外部配对系统配对的任务无意中对外部配对系统隐藏的错误配置而出现。
错误配置处置方法500可以开始于块510。在块510,可以访问与外部配对系统相关联的一个或多个配置参数。该一个或多个配置参数可以包括识别对外部配对系统隐藏的任务分配系统的隐藏队列的信息。当队列是隐藏队列时,可能不向外部配对系统发送关于存储在隐藏队列中或添加到隐藏队列中的任务的更新信息,和/或可能不向外部配对系统发送为存储在隐藏队列中或者添加到隐藏队列的任务选择配对的请求。在一些实施例中,当外部配对系统与一个或多个第一技能相关联时,可以隐藏队列,并且该队列是与第二技能相关联的技能队列,第二技能不在一个或多个第一技能之中。由于各个技能集合不匹配或不兼容,所以外部配对系统未被配备来处置技能队列中任务或坐席的配对,因此与技能队列相关联的信息可能对外部配对系统隐藏。在一些实施例中,该一个或多个配置参数可以存储在配置文件中。在一些实施例中,该一个或多个配置参数可以与任务分配系统和外部配对系统之间的策略交换相关联,其中,该策略包括用于管理任务分配系统和外部配对系统之间的交互的一个或多个规则。
在块520,可以确定隐藏队列包括被指定为由外部配对系统配对的一个或多个任务。例如,一个或多个任务可以被标记以指示一个或多个任务将根据由外部配对系统实施的第一配对策略配对(例如,任务可以包括指示该任务是ON任务的ON标志)。因此,当任务分配系统在完全控制模式或共享控制模式下操作时,外部配对系统承担根据第一配对策略对一个或多个任务进行配对的责任。然而,在块510访问的配置参数指示包含一个或多个任务的队列对外部配对系统是隐藏的。由于这种不一致,在没有干预的情况下,一个或多个任务可能无限期地在隐藏队列中等待。因此,检测到隐藏队列包括被指定为由外部配对系统配对的任务可以触发要采取的一个或多个干预。例如,为了限制或防止等待分配的任务和/或坐席的积压的形成,错误配置处置方法500可以进行到块530,用于使用内部配对系统为任务选择配对,从而提供故障转移机制以解决检测到的错误配置。
在块530,响应于确定隐藏队列包括被指定为由外部配对系统配对的一个或多个任务,可以使用内部配对系统(例如,内部配对系统390)来选择在一个或多个任务与一个或多个坐席之间的配对。在一些实施例中,块530通常可以对应于错误处置方法400的块440。例如,可以根据与由外部配对系统实施的第一策略不同的、由内部配对系统实施的第二配对策略来选择配对。例如,第二配对策略可以是FIFO和PBR之一。当任务包括指示它们被指定为由外部配对系统配对的标签(例如,ON标志)时,该标签可以被覆盖。通过使用内部配对系统执行第二配对策略,即使在任务分配系统和/或外部配对系统的错误配置仍未解决时,可以限制或防止等待分配的任务和/或坐席的积压的形成。
图6示出了根据本公开实施例的用于具有外部配对系统(例如,外部配对系统395)的任务分配系统(例如,任务分配系统300)的错误配置处置方法600的流程图。相对于错误配置处置方法500,错误配置处置600提供了用于检测错误配置的替代过程,其中,隐藏队列包括一个或多个被指定为由外部配对系统配对的任务。该替代过程可以结合错误配置处置方法500或独立于错误配置处理方法500来处理。错误配置处置方法500通过分析配置参数来检测错误配置,而错误配置处置方法600使用超时窗口来检测错误配置,如下所述。
在块610,确定等待将任务分配给坐席的超时窗口,该任务被存储在队列中。在一些实施例中,可以在将任务添加到队列时对于预定时间量设置定时器。因此,超时窗口可以对应于在触发来自任务分配系统的干预之前任务可以在队列中等待的最大时间量。一般来说,超时窗口的持续时间可以被选择为提供足够的时间以在正常条件下(例如,考虑到例行等待时间)将任务分配给坐席而不超时。在一些实施例中,超时窗口的持续时间可以是固定的或灵活的。例如,超时窗口的持续时间可能取决于在队列中的任务数量、可用于分配的坐席的数量、与分配任务所需的平均时间量相关的各种统计或任务的复杂性等。
在块620,检测超时窗口的期满。例如,在块610设置的定时器可能在分配任务之前超时。超时窗口可以在块610确定的初始持续时间之后期满,或者在响应于在初始超时窗口期间超时窗口被延长而延长的持续时间之后期满。例如,当在初始超时窗口期间从外部配对系统接收到包括延长超时窗口的指令的延长请求时,可以延长超时窗口。当超时窗口过去而没有分配任务时,可以确定发生了错误或故障,或者任务分配系统和/或外部配对系统被错误配置。例如,可以确定该任务被指定为由外部配对系统配对(例如,该任务是ON任务),但该任务被放入的队列是隐藏队列(例如,该队列是与不在外部配对系统被配置为处置的技能当中的技能相关联的技能队列)。因此,为了限制或防止等待分配的任务和/或坐席的积压的形成,错误配置处置方法600可以进行到块630以使用内部配对系统为任务选择配对,从而提供故障转移机制来解决检测到的错误配置。

通过所述至少一个计算机处理器,确定等待所述外部配对系统提供识别所述第一配对的响应的超时窗口;
通过所述至少一个计算机处理器,检测在没有接收到所述响应的情况下所述超时窗口的期满;
响应于检测到所述超时窗口的所述期满,通过所述至少一个计算机处理器,选择在所述一个或多个任务与所述一个或多个坐席之间的第二配对,根据第二配对策略选择所述第二配对。

响应于检测到所述超时窗口的所述期满,选择在所述一个或多个任务与所述一个或多个坐席之间的第二配对,根据第二配对策略选择所述第二配对。

通过应用程序接口向所述外部配对系统传输对所述外部配对系统在等待分配的一个或多个任务与能够用于分配的一个或多个坐席之间选择第一配对的请求,根据第一配对策略选择所述第一配对;
确定等待所述外部配对系统提供识别所述第一配对的响应的超时窗口;
检测在没有接收到所述响应的情况下所述超时窗口的期满;
响应于检测到所述超时窗口的所述期满,选择在所述一个或多个任务与所述一个或多个坐席之间的第二配对,根据第二配对策略选择所述第二配对。
20.根据权利要求19所述的制品,其中,所述任务分配系统是联系中心系统。
21.根据权利要求19所述的制品,其中,所述第一配对策略是行为配对策略。
22.根据权利要求19所述的制品,其中,所述第二配对策略是先进先出策略和基于业绩的路由策略中的一个。
23.根据权利要求19所述的制品,其中,所述第二配对由所述任务分配系统的内部配对系统选择。
24.根据权利要求19所述的制品,其中,所述指令还被配置为使所述至少一个计算机处理器操作以响应于检测到所述超时窗口的所述期满而从第一模式转变到第二模式,其中:
所述第一模式对应于完全控制模式和共享控制模式中的一个;以及
所述第二模式对应于错误响应模式,在所述错误响应模式中,所述任务分配系统的内部配对系统承担将所述一个或多个任务与所述一个或多个坐席配对的控制。
25.根据权利要求19所述的制品,其中,所述一个或多个任务与指示所述一个或多个任务应所述根据所述第一配对策略被配对的标签相关联,并且其中,所述指令还被配置为使得所述至少一个计算机处理器操作以响应于检测到所述超时窗口的所述期满而覆盖所述标签。
26.根据权利要求19所述的制品,其中,所述指令还被配置为使所述至少一个计算机处理器操作以便:
访问与所述外部配对系统相关联的一个或多个配置参数,所述一个或多个配置参数识别对所述外部配对系统隐藏的所述任务分配系统的隐藏队列;
确定所述隐藏队列包括被指定为由所述外部配对系统配对的一个或多个第二任务;
响应于确定所述隐藏队列包括被指定为由所述外部配对系统配对的所述一个或多个第二任务,选择在所述一个或多个第二任务与所述一个或多个坐席之间的第三配对,根据所述第二配对策略选择所述第三配对。
27.根据权利要求19所述的制品,其中,所述指令还被配置为使所述至少一个计算机处理器操作以便:
确定等待第二任务被分配的第二超时窗口,所述第二任务被存储在队列中;
检测所述第二超时窗口的期满;
响应于检测到所述第二超时窗口的所述期满,选择在所述第二任务与所述一个或多个坐席之间的第三配对,根据所述第二配对策略选择所述第三配对。
