この発明は、複数の人員を複数の位置にそれぞれ配置するために各人員の配置を管理する配置管理装置、配置管理方法および配置管理プログラムに関し、特に、配置に関する多くの要求に応えることが可能な配置管理装置、配置管理方法および配置管理プログラムに関する。

【従来の技術】
従来から、多数の座席を備えるコンタクトセンタ(コールセンタ)などでは、複数のスタッフを所定のアルゴリズムに従って配置することが一般的に行われている。例えば、特許文献1(特許第3373506号公報)には、特定のスタッフを特定の座席に配置するためのアルゴリズムや、特定の二人のスタッフを互いに隣り合った座席に配置するためのアルゴリズムなどが開示されており、いずれのアルゴリズムにおいても、各スタッフを勤務開始時刻順に並べて(さらには、職務レベル順に並べ直し)、先頭から順番に「特定のスタッフを特定の座席にする」または「特定の二人のスタッフを互いに隣り合った座席に配置する」という配置要求を満たすようにアサインを行っている。

【発明が解決しようとする課題】
しかしながら、上記の従来技術は、あくまでも「特定のスタッフを特定の座席に配置する」、「特定の二人のスタッフを互いに隣り合った座席に配置する」といった単独の配置要求に応えるものに過ぎず、各スタッフに関して複数の配置要求がある場合に対応することはできなかった。

これを具体的に説明すると、上記のアルゴリズムでは、勤務開始時刻順や職務レベル順で各スタッフのアサインを試みるので、複数の配置要求に応えようとする場合には、ほとんど配置要求がないスタッフ(例えば、どの座席でも良いようなスタッフ)の座席が最初の方で決定され、残りの座席が少なくなってきた最後の方で、配置要求が厳しいスタッフ(例えば、全ての要求を満足させる座席が本来的に少ないようなスタッフ)のアサインを試みることもある。これでは、後者のスタッフに関して配置要求に応えられない場合も多くなってしまい、結果的に対応不可能な配置要求が多く生じるおそれがある。

そこで、この発明は、上述した従来技術による課題を解決するためになされたものであり、配置に関する多くの要求に応えることが可能な配置管理装置、配置管理方法および配置管理プログラムを提供することを目的とする。

【課題を解決するための手段】
上述した課題を解決し、目的を達成するため、請求項1に係る発明は、複数の人員を複数の位置にそれぞれ配置するために各人員の配置を管理する配置管理装置であって、前記複数の位置における各人員の配置に関する複数の配置ルールを記憶する配置ルール記憶手段と、前記配置ルール記憶手段によって記憶された複数の配置ルールを適用して各人員の配置可能位置を前記複数の位置のなかで限定する配置限定手段と、前記配置限定手段によって限定された各人員の配置可能位置に基づいて、当該配置可能位置の総数が少ない人員から順に配置を決定する配置決定手段と、を備えたことを特徴とする。

この発明によれば、任意の順番で各人員に配置ルールを適用して逐次配置を決定するのではなく、各人員の配置可能位置をそれぞれ限定した後に、その総数が少ない人員から順に配置を決定するので、配置に関する多くの要求に応えることが可能になる。つまり、例を挙げれば、コンタクトセンタ(コールセンタ)などにおけるスタッフ(SV、エージェントなど)の配席について、エージェントの相性や好みを反映した配席、SVの監視効果や新人の育成効率に適した配席など、多くの配置要求に応えることができ、これによって、配席を管理する管理者の作業負担を削減するとともに、仕事のしやすい最適な業務環境を容易に形成することが可能になる。

以下に、本実施の形態で用いる主要な用語を簡単に説明する。本実施の形態で用いる「ルール」とは、図8(a)に示すような複数の座席を備えるコンタクトセンタ(コールセンタ)の各スタッフ(SV、エージェントなど)の配置に関する配置ルール(配席ルール)であり、図3に示すように、「ダイレクトルール、役職制限ルール、隣席指定ルール、角席指定ルール、グループカラールール、環境指定ルール」という6つのルールタイプに分けられる。

次に、図1を用いて、本実施の形態に係る配席管理装置の概要および特徴を説明する。図1は、本実施の形態に係る配席管理装置の構成を示すブロック図である。同図に示す配席管理装置10は、多数の座席を備えるコンタクトセンタなどに導入され、概略的には、コンタクトセンタが抱える多数のスタッフ(SV、エージェントなど)を各座席にそれぞれ配置するために各スタッフの配置を管理する装置である。

ここで、コンタクトセンタでは、各スタッフの配置に関して、「特定のスタッフを特定の席に配置したい」、「特定のグループ員を特定の領域内に集めて配置したい」、「新人のエージェントを教育係のエージェントの隣席に配置したい」、「相性が合わないスタッフ同士を隣席とならないように配置したい」と言ったように、実に多くの配置要求が潜在的に存在する。

しかしながら、配席を管理する管理者(設定者)において、このような多くの配置要求に応えることは極めて困難であり、任意の順番(勤務開始時刻順や職務レベル順)で各スタッフのアサインを試みる従来型の配席アルゴリズムを利用したとしても、いわゆる「あふれ人員(要求に応えられないスタッフ)」が多く生じるおそれが高く、各スタッフに関する複数の配置要求に応えることは難しい。

そこで、本実施の形態に係る配席管理装置10では、コンタクトセンタにおける各スタッフの配置に関する複数の要求を「配席ルール(図3参照)」として配席ルールDB15cに設定記憶している。そして、これらの配席ルールを適用して各スタッフの配置可能位置(配席可能な席)をそれぞれ限定した後に、その総数が少ないスタッフから順に配置を決定することで、多くの配置要求に応えることができるようにしており、この点に主たる特徴がある。以下に、この主たる特徴を踏まえて、配席管理装置10の全体処理の流れを説明する。

図4は、配席管理装置10による全体処理の流れを示すフローチャートである。同図に示すように、まずは、配席管理装置10では、設定者との間で、図6および図7に示すような画面を介して、各スタッフの設定を行う(ステップS401)。この結果、図2(a)に示すようなスタッフDB15aが構成される。

次に、図15を用いて、配席管理装置10による整合性チェック処理を説明する。図15は、図4に示した整合性チェック処理の流れを示すフローチャートである。同図に示すように、配席管理装置10の整合性チェック部16bは、まずは配席ルールDB15cから全ての有効なルール(「有効/無効」で有効が設定されているルール)を選択し、それらの選択したルールを優先順位(優先度の高い順)でソートして、有効ルール一覧を作成する(ステップS1501およびS1502)。なお、優先順位が同点のルールが複数ある場合には、ルールIDの若い順など、他の基準も導入してソートを行う。
